Marketo Support Partner vs Adobe Support: Who Handles What

Adobe support fixes Marketo Engage when the product itself isn't working as documented: an outage, a defect or a broken feature. A Marketo support partner handles the work around the product: building programs, running campaigns, admin, customer relationship management (CRM) sync design, lead scoring and audits. Mid-size and enterprise teams often need both, because Adobe's own terms keep its support focused on product failures.

This guide compares a Marketo support partner vs Adobe support in detail. It covers what Adobe's Marketo Engage plans include today, what they leave out and how the two fit together. It also covers sizing, cost drivers and the questions to ask a partner. For support layers and contract terms in general, see our guide to Marketo Engage support services.

What does Adobe support for Marketo Engage cover?

Adobe Marketo support covers cases where the product fails to work the way its documentation says it should. Adobe's support terms ask the person raising a case to identify that failure. Adobe then works to fix the defect, provide an update or show you a workaround.

That takes in outages, errors and problems with your instance and its integrations, including API (application programming interface) calls and the CRM sync. Adobe looks at the Marketo side only, not the systems at the other end.

How you open a case

Marketo Engage cases are opened in Experience League, Adobe's documentation and support portal, from the Support tab. Only named people can raise them. A System Administrator gives each one the Product support administrator role in the Adobe Admin Console, then picks which Marketo instances that person covers.

For P1 issues (priority 1, production down) you can phone Adobe around the clock. Experience League also offers scheduled screen-share callbacks for P2 and P3 cases. If your instance hasn't moved to the Admin Console yet, Adobe's contact article still points to the older Marketo Support Portal.

These are Adobe's targeted initial response times: the time to a first reply, not a promise of a fix.

Which Adobe support plans exist for Marketo Engage today?

Adobe now sells support as Adobe Support and Services, with five offerings. Expert Success comes with your licence. Premium Learning, Ultimate Success and Integrated Services are paid subscriptions, and Custom Services is billed on time and materials.

  • Expert Success is included with Adobe CX Enterprise licences (Adobe Experience Cloud until April 2026). You get a pooled team of support engineers, Experience League, the community forums and up to four named support contacts per product.
  • Ultimate Success adds a designated customer success manager (CSM), technical account manager (TAM) and support services manager. It brings faster response targets, up to 15 named contacts, proactive health monitoring and Premium Learning. It also includes Success Accelerators, short expert engagements on topics such as solution troubleshooting and workflow optimization.
  • Premium Learning is a learning subscription with hands-on labs, cohort courses, mentoring and certification vouchers.
  • Integrated Services extends Ultimate Success with an Enterprise Architect and a pooled team that activates use cases every 90 days.
  • Custom Services is Adobe Consulting for complex implementations and migrations.

Older names still turn up. Expert Success and Ultimate Success used to be Expert Support and Ultimate Support, and Adobe's Marketo services page still says Premier Support. Email deliverability help is also sold separately: Adobe's Deliverability Packages (Essentials, Enhanced and Plus) sit outside the Marketo Engage licence.

What doesn't Adobe support do?

Adobe support doesn't build, run or redesign your instance. Adobe draws this line itself in its guide for admins who inherit an instance. Contact support for "something that's not working properly", it says, and go to Adobe Professional Services for "hands-on assistance".

Other Adobe pages agree:

  • Adobe's guidance on working with Marketo support says the team isn't trained as web developers or CRM admins. It can't troubleshoot custom code or advise on your CRM administration.
  • The support terms say customizations, including scripts and templates, aren't in scope for Adobe Support Services, even on Ultimate Success.
  • The implementation planning guide gives lead scoring, lifecycle and program templates to your marketing and sales teams. CRM sync and lead flow go to your CRM admin.

So the daily work sits with you or someone you hire. That means building programs and smart campaigns, testing and launching sends, lead scoring design, CRM sync design and keeping fields, users and naming rules tidy. Adobe's executive guide recommends a strong, full-time system admin for exactly this upkeep.

What does a Marketo support partner do?

A Marketo support partner does the hands-on work inside your instance that Adobe support leaves to you. Depending on the contract, that runs from a few hours of admin help a month to a full managed service. Typical scope includes:

  • Managed services: a named team working through an agreed monthly scope, with planned work as well as fixes. Our Marketo managed services page sets out what that scope can include.
  • Campaign operations: program builds, email and landing page QA (quality assurance), list imports and launches.
  • Admin: users and roles, fields, workspaces, folder structure, naming rules and archiving old assets.
  • Troubleshooting: working out whether a problem sits in your setup, your data, your CRM or the product.
  • Audits: a Marketo Engage audit of the database, sync, scoring and deliverability, often the first job on an inherited instance.
  • Enablement: Marketo Engage training built around your own programs and rules.
  • Adobe case management: opening cases with the right evidence, answering Adobe's follow-ups and escalating when a case stalls.

That last item matters more than it looks. A partner who knows your instance can hand Adobe a clean, reproducible fault the first time, which usually means fewer rounds of questions.

How do Adobe support and a partner work together?

The partner acts as your first line, and Adobe is the escalation path for real product faults. On a live issue, it usually runs like this.

  1. Something breaks, say a trigger campaign stops firing. The partner checks the Adobe status site for known incidents.
  2. The partner works out where the fault sits. If the cause is setup, data or a CRM change, the partner fixes it directly.
  3. If it's the product, a named support contact opens a case with the evidence Adobe asks for. Adobe's checklist asks for links to the exact asset, example lead records and exact error text with timestamps. For API or sync issues, add the request and response, or uncropped CRM screenshots taken as the sync user.
  4. The partner tracks the case and answers follow-ups. If it stalls, Adobe's Marketo escalation article describes an Escalate to Manager option, with a support leader replying within one business day. Cases closed for over 10 days can't be reopened.
  5. With Ultimate Success, the partner can align with your Adobe CSM and TAM on roadmap items. Adobe says its Integrated Services model is designed to work alongside existing partners.

One practical detail: Adobe only works cases with your named support contacts. Decide early whether a partner user holds one of your seats, or whether your admin submits cases the partner prepares.

How do you decide what Marketo Engage support you need?

Adobe's included support is enough on its own only when you have a skilled in-house admin, steady campaign volume and simple integrations. Once any of those changes, you'll usually want extra help.

Three things decide it:

  • Team size. Adobe's executive guide recommends a dedicated, full-time system admin, and suggests a consultant can fill the role short term. If nobody owns the instance full time, a partner is the usual fix.
  • Campaign volume. The more programs you launch each month, the more build and QA hours you need. Adobe support doesn't do that work, and its paid plans add advice and scheduled engagements rather than daily production.
  • In-house skills. Scoring design, CRM sync and deliverability are specialist work. If your team lacks one of them, bring it in rather than learn it on live data.

A simple way to map it:

Business-critical sends, several regions or instancesUltimate Success plus a partner

If you're still getting to know the platform, our Adobe Marketo Engage guide covers the basics first.

What drives the cost of each option?

Adobe doesn't publish prices for its paid success plans, and partner prices depend on scope. Here's what pushes each one up or down.

On the Adobe side:

  • Expert Success comes with the licence, so there's no separate fee.
  • Ultimate Success covers only the products it was bought for. Adding products or widening scope means buying more coverage. It renews for 12 months at a time with your licence, unless either side gives 30 days' notice.
  • Add-ons cost extra. Examples include the Priority Queue Bundle for Expert Success, a Technical Account Director for Ultimate Success and the Deliverability Packages.

On the partner side:

  • Monthly hours, or the size of the agreed scope.
  • The coverage window and response commitments.
  • Seniority and certifications of the named team.
  • Instance complexity: number of instances and workspaces, CRM type, custom objects, integrations and API use.
  • Campaign volume, plus the number of languages and regions.
  • Proactive work such as audits, documentation and reporting.

Questions to ask a Marketo support partner, and what to do next

The best questions test how a partner works with Adobe, as well as how it works with you. Our post on choosing a Marketo managed support company covers the wider criteria, and how to choose an Adobe partner covers partner selection in general.

Questions to ask

  • Who will work on our instance, and which Adobe Marketo Engage certifications do they hold? Adobe certifies at Professional, Expert and Master levels.
  • Do you hold an Adobe specialization for Marketo Engage in our region? Adobe asks for references from three companies before granting one.
  • How quickly do you decide whether an issue is ours or Adobe's?
  • Will you need one of our named support contact seats?
  • How do you escalate an Adobe case that has stalled?
  • How will you work with our Adobe CSM and TAM if we buy Ultimate Success?

What to do next

  • Check your contract for your success plan and your number of named contacts.
  • Confirm who holds the Product support administrator role, and that they still work for you.
  • Sort the last three months of Marketo work into product faults and everything else.
  • Estimate the monthly build, admin and QA hours that "everything else" needs.
  • Decide the coverage hours your sends really need.
  • Shortlist partners and put the questions above to each one.

At DWAO, an Adobe Gold Partner, you meet the named consultants who'd work on your instance before you sign. Frequently asked questions

Does Adobe support help build Marketo Engage campaigns?

No, Adobe support is for product faults, not campaign builds.

  • It handles outages, defects and errors where Marketo Engage doesn't work as documented.
  • Building programs, smart campaigns and emails sits with your team or a partner.
  • For hands-on help, Adobe points customers to Adobe Professional Services.

A Marketo support partner usually covers builds as part of a monthly scope.

What support comes with a Marketo Engage licence?

Expert Success is included with Adobe's enterprise licences.

  • P1 production-down issues get 24x7 help, with a 1-hour response target.
  • P2 to P4 issues are handled in regional business hours.
  • You get Experience League, the community forums and up to four named support contacts.

Ultimate Success, with a designated Adobe team and faster targets, is a paid upgrade.

How do I open a Marketo Engage support case with Adobe?

You open it in Experience League, from the Support tab.

  • You need the Product support administrator role, given by a System Administrator in the Admin Console.
  • The form asks for the product, problem, priority, business impact and contacts.
  • P1 issues can be phoned in 24x7, and P2 or P3 cases can book a screen-share callback.

Check the Adobe status site for known incidents first.

What is the difference between Expert Success and Ultimate Success?

Ultimate Success is the paid step up from the included Expert Success plan.

  • It adds a designated CSM, TAM and support services manager.
  • P1 response targets drop from 1 hour to 15 minutes, and P2 and P3 get 24x5 cover.
  • It includes proactive health monitoring, Success Accelerators and Premium Learning.

It only covers the products it was bought for, so check the scope.

Can a Marketo support partner raise Adobe cases for us?

Yes, as long as the case comes through one of your named support contacts.

  • Your System Administrator chooses those contacts in the Admin Console.
  • Expert Success allows four per product, and Ultimate Success up to 15.
  • Some teams give a partner user a seat; others have their admin submit cases the partner prepares.

Agree the route before your first serious incident.

How much do Marketo managed services cost?

There's no standard price, because cost follows scope.

  • Monthly hours, or the size of the agreed scope.
  • Coverage hours and response commitments.
  • Instance complexity, such as CRM type, workspaces, integrations and API use.
  • Campaign volume, languages and proactive work like audits.

Adobe doesn't publish Ultimate Success prices either, so compare quotes against the same written scope.
